  • • Channel handoff analysis

What is customer journey mapping?

Customer journey mapping visualises every step a customer takes with your brand, from first awareness through enquiry, purchase, service and loyalty. A good journey map shows not only the steps, but also what the customer feels at each one, where they drop off, and which internal teams and systems are responsible. It turns a complex experience into a single picture that everyone in the organisation can understand.

Why journey mapping matters

Most organisations manage the customer experience in silos: marketing owns the campaign, sales owns the showroom, operations owns delivery and customer service owns complaints. Customers experience all of it as one journey. The biggest problems usually sit in the handoffs between teams and channels, which no single department sees. Journey mapping makes those handoffs visible.

How we map journeys: evidence, not assumptions

We combine three sources so that the map reflects reality rather than internal assumptions.

  • Mystery shopping evidence: evaluators complete the real journey across channels and record every step, delay and handoff
  • Customer research: interviews and surveys to capture expectations, emotions and moments that matter
  • Operational data: response times, conversion rates, complaint categories and drop-off points

What you receive

  • A visual end-to-end journey map for each priority customer segment
  • Moments of truth and emotional highs and lows
  • Friction diagnostics: where and why customers drop off or complain
  • Channel handoff analysis between digital, telephone and in-person
  • A prioritised opportunity list with expected impact and owners
  • Recommended KPIs to track each stage of the journey

Frequently asked questions

How is journey mapping different from mystery shopping?

Mystery shopping scores individual interactions against standards. Journey mapping connects all interactions into one end-to-end view and shows where the journey breaks between them. We often use mystery shopping as the evidence base for the map.

How long does a journey mapping project take?

A single priority journey typically takes three to six weeks, including fieldwork, research, workshops and the final map.

Do you map digital journeys too?

Yes. Websites, apps, WhatsApp, email and social channels are included wherever customers use them.

Who should be involved from our side?

A sponsor from leadership plus representatives from each team that touches the journey, such as marketing, sales, operations and customer service.

What happens after the map is delivered?

We help you prioritise fixes and can measure progress through follow-up mystery shopping and dashboards.
