Bank branches are where customers make their biggest financial decisions in person: opening an account, taking a loan, choosing a card or resolving a problem. A branch mystery shopping programme shows whether every branch delivers the same professional, compliant and helpful experience. Use this checklist to build your questionnaire, then adapt it to your products, service standards and regulatory requirements.

Bank Branch Mystery Shopping Checklist
What a bank branch mystery shop should measure
A good evaluation covers three things at once: the customer experience (was it easy, fast and pleasant?), sales behaviour (did staff understand the need and recommend the right product?) and compliance (were fees, terms and required disclosures explained correctly?). Each question should describe something an evaluator can observe, not an opinion.
Arrival, queuing and waiting area
- Branch easy to find, signage clean and opening hours displayed
- Queue ticket system working, with a clear explanation of which counter to use
- Waiting time to be greeted and to be served, recorded in minutes
- Seating, cleanliness and temperature of the waiting area
- Information on current offers and fees visible and up to date
- Accessibility for elderly customers and people of determination
Greeting and first impression
- Staff greet the customer promptly, with eye contact and a smile
- The customer is addressed in Arabic or English as preferred

- A clear next step is agreed: application, appointment or call back
- Contact details are offered for follow-up

How to score bank branch evaluations
Weight compliance and needs discovery more heavily than courtesy items, because they carry the biggest commercial and regulatory risk. Report results by branch, by area and by product, and compare branches on the same scenario. Our guide to the mystery shopping questionnaire explains how to set weights and scoring rules.

Frequently asked questions
How often should bank branches be mystery shopped?
Monthly or quarterly visits per branch are common, with extra waves when a new product or process is launched. Consistent frequency makes branch comparisons fair.
Can mystery shopping check regulatory compliance in banks?
It can check what the customer experiences, such as whether fees and terms are explained and whether disclosures are mentioned. It complements, rather than replaces, internal compliance monitoring.
Should bank mystery shopping include phone and digital channels?
Yes. Customers move between the branch, the call centre, the app and WhatsApp, so the best programmes evaluate the same enquiry across several channels.
